Queues, priority, and capacity

Structure work and choose priorities with visible impact, urgency, and capacity.

Concept and mechanism

Tickets make work visible but do not replace understanding. “Fix middleware” needs the service, impact, observed behavior, and enough information for routing and follow-up. Priority should reflect agreed criteria. An older request may be less urgent than an incident preventing today’s close; age remains relevant but is not the only signal. When everything is urgent, classification loses its ability to guide choices. Review demand with owners and identify the consequence of delaying each item. Keep policy exceptions explicit instead of creating an informal queue whose capacity is invisible to the rest of the team.

Guided application

With 30 arrivals and 24 completions weekly over comparable scope and periods, backlog grows six requests per week. This calculation does not say how many people to hire: effort, skills, repetition, and waiting data are missing. Investigate the constraint on completion. Limiting arrivals at saturated validation, preparing information, and coordinating availability may be a useful experiment. Measuring utilization alone encourages starting more work even when little finishes. Reserve improvement capacity realistically and track when incidents consume it. Do not ignore legitimate incidents to protect a percentage; make the trade-off visible and seek to reduce recurring demand causes.

IN PRACTICE

A growing queue may need less rework or better coordination alongside possible capacity increases.

Common pitfalls

Urgency by seniority; tickets as people; utilization as flow; improvement capacity existing only in reports.
